You'll need to call customer service then.
Numbers here Guide: Coronavirus Community Help and Support
Or advice from an O2 Guru regarding a way to get through:
If you call 202, when it comes to the reason you are calling stay silent for 15 seconds and you will be taken to the keypad options.
Press 2 for Everything Else
Press 5 for More Options
Press 7 for Anything Else which will put you though to someone.
Say "Upgrade", "Lost/Stolen" or "Fraud" if you have to, to get put through to someone.

I have no affiliation whatsoever with O2 or any subsidiary companies. Comments posted are entirely of my own opinion. This is not Customer Service so we are unable to help with account specific issues.

Currently using:
Pixel 7a (O2 & Lyca), One Plus 6 (Sfr), iPhone 12 Pro Max (Vodafone)

Thank you I will try the 202 call again then.

im dealing with my phone insurance through knowhow insurance. Trying to get a refund from them, never doing insurance again after this headache lol.

in my opinion I've given them enough proof of upgrade but there persisting on this IMEI Number.

I've got the number just won't take it unless on a document abit of a joke if you ask me.

Yes unfortunately insurance is like that.

If you explain to customer service, they'll give you a standard insurance template letter.

Just an update for the o2 Community.

Got through to customer services for the full details of an official document containing IMEI Number, mobile no, dates of first and last the phone was used etc. They have sent it to me and I have received it. (Can take 24 hrs for email to be received from o2). Thanks o2 Community. Anyone else has this problem with insurance companies then hope this discussion will help you out above.
